GENERAL PURPOSE:

This position is responsible for managing a team of WFM managers who provide forecasting and scheduling, and intraday services to Operations while driving employee satisfaction and financial strength. This position works closely with the Sykes Management teams, such as Vice Presidents / Site Directors / Account Management Team, to ensure a smooth process flow within the overall Workforce Management (WFM) structure and within the operations structure. This position focuses on strategic vision to drive financial objectives to make SYKES more profitable by maximizing billable utilization.

ESSENTIAL DUTIES AND RESPONSIBILITIES:

* Adheres to SYKES policies on ethics and integrity.
* Responsible for managing, coaching and developing a set of WFM Managers by strong leadership.
* Provide communication with Operation's senior leadership team on account requirements, expectations, and deliverables.
* Act as a senior point of contact for Operations, Support Services, and Clients for their workforce management concerns and escalations.
* Prepare RFP materials related to WFM as requested by Sales, and represent WFM at sales meetings.
* Coordinate strategic implementations with global business leaders
* Attend strategic and budget planning meetings for purposes of adding significant value and ideas on how to drive agent expense from the business
* Proactively meet with and gain insight from customers to ensure WFM is not only meeting the needs of SYKES yet exceeding expectations
* Lead the development, approve and implement WFM processes and procedures.
* Drive continuous process improvements of the workforce management system
* Oversee the performance of all WFM team functions, evaluate and make high level decisions and recommendations.
* Develop WFM initiatives and projects to support strategic business vision
* Provide effective feedback and coaching to all team members. Recognize and reward exceptional performance. Take appropriate actions when team or team members are not meeting their goals.
* Determine technology needs to support the Workforce Management Team and manage financial approvals based on budget
* Maintain operational relationships with Telephony, IT, Operations, Intraday, Recruiting, Training and other groups as needed
* Helps coordinate implementation of new WFM modules, upgrades, enhancements, etc.
* May perform other additional duties and responsibilities as assigned.

SUPERVISORY RESPONSIBILITIES

Provides directives to Global Resource Planning Team and carries out managerial responsibilities in accordance with SYKES' policies and applicable laws. Responsibilities include employee selection; coaching, planning, assigning, directing work; and performance appraisals.

EDUCATION and/or EXPERIENCE

§ Bachelor's degree or equivalent from an accredited college or university required.

§ 7+ years hands-on experience with workforce management in a call center environment of which 5 years in a hands-on workforce management managerial capacity.

§ Working knowledge of automated Workforce Management software and MS Excel preferred.

§ Knowledgeable in MS Office Suite: WORD, VISIO, POWERPOINT, ACCESS

§ Intermediate skill in MS Excel and programming Excel for data collection (ERLANG C).

§ Experience in building models with Excel to do "what if" analysis on impacts of potential changes in operational metrics
